4 ways of managing customers over the web

Managing customers in an online environment is most definitely not the same as doing so offline. In non-internet environment you are faced with things like body language, social cues and the like which give you a clue as to what people are thinking. You can always tell if a customer is angry over the phone but unless the use CAPS in an online environment it’s just not that easy. So how can you manage customers over the web? Here are simple things that have helped me.

1. Watch for people who are likely to cause damage

Emails are the stuff of nightmares. Keep a close eye on people who are coming at you from an accusatory point of view. If you have done something wrong then your probably deserve it. Read the language on your communication and look closely at the words being used. An example:

“I logged on to your website and I can’t get the widget to work.”

The customer is asking for help. But notice the looming threat. If you don’t please this customer then the chances are they will end up not returning or worse spread a negative word of mouth virus. There can be nothing worse. Try and walk the customer through the problem or failing that point them to a page where they can find the information. You won’t keep everybody happy but if you don’t make an effort to manage those that may be a problem it will turn into a disaster.

2. Don’t get angry at jerks

There are plenty of reasons why selling stuff online is much worse than the tradition varieties. One thing I have noticed is that would be customers think the web means they can say whatever they like without fear of persecution. People are much bolder online and may resort to tactics and practices that they wouldn’t otherwise in another environment. When you cop a verbal blast from a nasty person remember point 1. deal with it in a calm manner. Repeat the complaint and begin moving the customer toward a solution. Let’s face it. Some people are just jerks. You will not win with these people no matter what you do. However, in the event that you are targeted you can respond in a mature, sensible manner that will keep you out of trouble.

3. Answer your email and read your comments

If you are in business and would like it to be profitable I would wager that you need customers to do this. Remember validation is important to all of us. Always respond to customers email and always read through comments that people have taken time to right. You might say, ‘well I don’t have time.’ That says to your customer base you are just there to make me money and you couldn’t give a damn. The people that make you successful (your employees and your customers) are the most important thing you have. They need to be treated fairly and with respect. Do this simple thing and over time you will get a reputation as a ‘customer friendly’ business and that is good for word of mouth.

4. Give customers a chance to participate

The web is the perfect atmosphere for creating a platform where customers can get involved. Only the most arrogant of entrepreneurs have ignored these modern trends. If the web 2.0 hype has taught us anything it’s this: always, always, ALWAYS make room for the user. There are number of new platforms emerging that are entirely customer driven. Take Jonathan Coulton as just one of many examples. How can you add these participation strategies to your business?

Remember this people make or break any business. If a business fails it’s because of people… I guarantee it!

The Mr. T approach to technical innovation

Sometimes it costs to be a technical innovator. I am doing a class at the moment where we are using a wiki to create mobility and collaboration amongst our students. Now on the surface that sounds really cool and innovative. However, I get the distinct feeling that the students are miles ahead of me. MILES! Tonight I had to reset permissions on this quiz we wanted them to take and it simply didn’t work. We tried everything and finally it came up. Only we forgot to put the lettering on the quiz and subsequently it was a failure. One of the questions had choose A or B … at it was placed at A. Two of the students in the room new that well before we did.

During these times of techno-failure (or rather my inability to appropriate it) … I am reminded of Mr. T. His “no-nonsense” approach to the bloke who fell over in this add is great. Whenever something doesn’t work in the wiki I think… ‘get some nuts’. Why? Because if we keep giving these mundane, boring, repetitive, mindless jibber jabber we call lectures… we are going to run out of students.

On the upside students have responded extremely well to the wiki environment with many of them making it their very own. I remember a time when a trip to the library was considered ‘high-tech’. Now, students are creating pages, making blogs and general making a nuisance of us. I believe it’s worth it. I mean how many more years are we going to have to sit through endless repetition until we get it right. Who knows? I say ‘get some nuts’. Try something cool that changes things. This slow and steady crap is for the birds. Do you have technology that you think makes life easier… use it at work. For the next week ask yourself this question what are some of the more productive uses of my ipod? I will leave you with that question and remember don’t back away from the computer… ‘get some nuts’.

Solving the cat overpopulation problem

I recently stumbled upon this article http://torontosun.com/Lifestyle/2007/08/05/4395258-sun.html and they mentioned that they have a problem with cat overpopulation. The funny thing is so do we here in Australia. I mean my God there are cats everywhere. One of the things that annoys me a lot is that very few people seem to be worried about it. It’s funny because a cat really cannot control the way they breed or even how they speak. Nevertheless one only has to venture down the road here in Brisbane to the animal welfare league to find even more examples of much the same thing. There are two typical types of response to this problem:

  1. Kill the stray cats
  2. Capture, De-sex and re-home the cats

Now being a person who loves animals I think the latter is much better than the former. This article is a great example of what I would call framing. You see framing is the way in which a person places a problem (in my language) in this invisible forcefield in which it cannot escape. Usually the result is a dichotomy of some sort where you have to pick one solution over another. Therefore we either kill the cats or re-home them… these are our only options. However, both of these solutions are getting to the root cause of the problem – even though I believe 2. is an excellent solution. Solving the cat overpopulation problem requires an understanding of three key things that make it mess it is today:

  1. How did it come to be
  2. What are the systemic factors that cause it to be
  3. Can we change the systemic factors in order to stop the problem from happening

Now if we look at the bigger picture view (systemic factors) we get can get perspectives and look through them to see what might help solve our problem. Suppose we could make a moron-o-meter and attach it to deadbeats who decide to not take care of their pets. This would allow us to track the morons and either:

  1. Kill them
  2. Capture, De-sex and re-home the morons

Let’s be honest here. The problem’s creators weren’t the cats. It’s the people that year after year allow the cats to breed without having a shred of decency for their neighbours. Would education fix this problem? I doubt it. Let’s stop pointing a wavey finger at the people that cause this problem and take it up to a higher level where we can see the treetops. Suppose we find the people that made the morons and:

  1. Kill them
  2. Capture, De-sex and re-home the morons

Who then is next in the chain of blame? The more you zoom out the more the complicated it becomes to understand why cats are taking over Canada. The people who have recognised the problem have offered us two solutions. But are there more. Could we find the people responsible and through some ‘Judge Judy’ experience make them change? If we could how would we do it. Can we create cats that don’t breed? If we did would it be ethical or politically responsible? What reasons are there that cause people to allow cats to overtake a whole nation? Say we look at the problem from an economic point of view for a minute. What is the cost of running a shelter? How many cats actually make it? How much would it cost to reeducate a whole community to stop this practice? What would the legal ramifications be if we removed people from the streets who breed cats illegally?

So here we have a bona fide mess. One that just won’t quit. The problem has been “framed” to mean “kill” VS. “rehome”. Are there other ways that we could come up with answers that could dissolve the need for “kill VS. re-home”? I wonder. Until we can change the systemic factors we are stuck with cats overtaking the world as we know it.

After I posted this article I noticed that the animal welfare league of Queensland are supporting a national de-sexing program which I think is a clever way of slowly reducing the numbers. These people do great work.

Problems Problems Problems…

Welcome to my first post on this blog. What can you expect to find here in coming months? Lots of articles, podcasts, things and more things! To start off this new venture I have embarked on I decided that the best thing to do would be to give you some kind of idea as to what you might find on this site. So here we go: what are problems?

The oft quoted definition of problems (by way of Herbert Simon no doubt) is that they are a gap between what we expect and what eventuates in life. So a better way of saying is that problems occur when our expectations are not met. So, for example, I recently didn’t get a journal publication I was really hoping for so a problem arose for me when I noticed that it was an issue. However, I wouldn’t go so far as to say that ‘reality’ gave this problem apart from me expecting it. That is, I really wanted to get that publication out and I really wanted it published. I had the expectation and hope that it would get up and I would have it but when I didn’t my expectations changed. The problem technically existed before I was rejected from the esteemed publication in question. More to the point the problem does not exist in reality because I have formed the problem in my mind. If I changed my mind there is no problem.

When we set expectations above our capabilities and think that the world will accommodate us we are sadly mistaken. Why? There are standards people set in these journals for whatever reason (academic gatekeeping ) that I think I could never really meet. At the same time, I want to publish my work and have a reputation. Getting into these journals is a career requirement for us academics. The problem came about by me perceiving the situation at work to be one where I am required to get high ranking publications in order to get my career going. This is a condition imposed upon academics in general and one that is of debatable value.

So my problem resulted out of the pressure of my work environment through me perceiving the need to publish in such a journal and through the various reasonings I had formed in my mind as to what the problem I really had actually was! In plain English: I made it up in my head based on what people told me to expect. Should we do this? No. Why not? Simply because the problems we perceive are the problems we receive. I cannot say for sure that I even need to get into this journal to have a career… perhaps I don’t nevertheless while I think about it … the problem remains.

I thought about it some time later and realised that perhaps I had the wrong kind of expectations and maybe this kind of journal wasn’t for me. If I accept that view then the problem ceases to exist. I can change the way I think about the failure and find another avenue for delivery. I can find somewhere to put that publication where it can still get some exposure but maybe not as much. But, the problem still remains in my expectations. At some stage I would like a publication in that journal! So not getting the publication wasn’t the problem as such it was me expecting to get the publication… that’s the problem!

So there you have it. I am not sure what I have written makes a great deal of sense … but I am new to this whole environment so forgive me while I learn the ropes.
